A conversation is everything with one customer within 24 hours of their first message, however many messages: texts, photos, voice notes, the agent's replies and your team's. If the same customer writes again after those 24 hours, a new conversation starts.
It counts whether the agent, your team or nobody replies. A private reply to a comment opens a conversation, and each channel account counts on its own: the same person on WhatsApp and Instagram is two conversations.
Not counted: messages you send first (campaigns, reminders, follow-ups) until the customer replies; public replies to comments; reactions like 👍; conversations the spam detector pauses.
Each sender account (a number or a social account) never costs you more than one conversation per 24 hours, however much it sends.
If a conversation looks like spam — an abnormal flood of messages, an automated system replying to the agent, a long instruction text aimed at the agent, or repeated attempts to change its instructions — the spam detector stops auto-replying to it without telling the other side, and it shows up in your inbox marked “Possible spam”. Conversations the detector pauses don't count against your allowance.
A single attempt to change the agent's instructions doesn't pause the conversation: the agent is instructed to refuse it, and you see a note on the conversation. If someone the detector paused is a real customer, tap “Not spam” and the agent answers again from their next message.
